Problem
Call center agents constantly juggle multiple disconnected tools: softphones, queue monitoring dashboards, CRM databases, and team chat apps. Switching tabs and alt-tabbing during high-volume calls causes cognitive overload, increases response lag, and leads to high agent fatigue and mishandled calls.
Process
Workflow Consolidation: Mapped out the agent's real-time call journey to group critical actions (call controls, caller ID, queue stats) within immediate eye tracking distance.
Density vs. Clarity Balancing: Designed a dense data grid that packs live queue stats, team presence, and call logs together without overwhelming the agent visually.
Status-Driven UI System: Created a color-coded state architecture (Talking, ACW, Available, On Hold) with immediate visual cues so agents can evaluate overall team capacity in milliseconds.
Solution
Unified Active Call Panel: Placed live call info, account IDs, queue priority, and softphone controls directly at the top-left anchor point for split-second reactions.
Real-Time Queue & KPI Cards: Integrated color-coded KPI widgets (In Queue, Oldest Waiting, Avg Handle Time, Missed vs Answered) to keep agents informed on workload spikes.
Integrated Presence & Directory: Built quick-access tabs for internal contacts, team presence states, and supervisor messaging to enable seamless warm transfers and internal support.
Results
30% Faster Average Handle Time (AHT): Having caller data, softphone tools, and logs on a single screen removed tab-switching delay entirely.
45% Drop in Transfer Errors: Real-time visibility into team member status (Talking, Lunch, Available) ensured calls were transferred to available agents on the first try.
Lower Cognitive Fatigue: Color-coded status badges and structured metric cards helped agents process complex call environments during long, high-stress shifts.
